What is a cloud contact center (CCaaS)?

Last reviewed 2 min readReviewed by BroadNet engineering
Quick answer

A cloud contact center, or CCaaS (Contact Center as a Service), is a hosted platform that runs customer-service voice and digital interactions — inbound and outbound calls, IVR, skills-based routing, agent desktops, and analytics — delivered over the internet instead of on-premise hardware. It combines telephony (often over a voice API and SIP trunking) with channel and workforce tooling into one agent-facing application.

The long answer

Everything worth knowing, nothing that isn't.

§01

How a CCaaS works

Inbound calls and messages arrive over SIP trunks and channel APIs; an IVR and automatic call distributor (ACD) qualify and queue each contact; skills-based routing matches it to the right available agent; and an agent desktop presents the interaction with customer context. Supervisors get live queues and analytics, and everything runs from the cloud so agents can work anywhere. See /answers/what-is-ivr, /answers/what-is-acd, and /products/voice.

§02

CCaaS vs CPaaS vs UCaaS

CCaaS is a finished contact-centre application for customer-facing agents. CPaaS is the developer building-block layer — voice, SMS, WhatsApp APIs — that a CCaaS is often built on. UCaaS is internal collaboration: cloud phone system, meetings, and chat for employees. In short, CPaaS is the toolkit; CCaaS and UCaaS are assembled products for different audiences. See /answers/cpaas-explained.

§03

The core capabilities

Omnichannel intake (voice, SMS, WhatsApp, chat, email) into one queue; IVR and self-service; ACD and skills-based routing; outbound and dialler campaigns; call recording and quality monitoring; workforce management; and real-time plus historical analytics. Increasingly a conversational-AI layer deflects routine contacts before they reach an agent. See /answers/omnichannel-messaging and /answers/conversational-ai-voice.

§04

Benefits over an on-premise contact centre

No telephony hardware to buy or maintain, elastic capacity for seasonal peaks, remote and distributed agents, faster rollout of new channels, pay-per-use economics, and continuous updates. Because it rides on programmable voice and messaging, a CCaaS can be extended in code rather than waiting on a vendor. See /products/voice and /tools/erlang-calculator.

§05

Limitations and what to evaluate

CCaaS quality depends on the underlying voice routes (a slick agent desktop over poor carrier paths still drops calls), on integration with your CRM, and on channel coverage in your markets. Concurrency and calls-per-second limits, compliance (recording consent, caller-ID rules), and agent-experience design all shape the outcome. Evaluate the network and integrations, not just the UI. See /answers/voip-quality and /answers/what-is-cps.

§06

What is the difference between CCaaS and a call center?

A traditional call centre is on-premise: physical phone systems, fixed capacity, and agents on site. CCaaS delivers the same functions — routing, IVR, agent desktops, analytics — as a cloud service, so capacity scales on demand, agents work remotely, and digital channels join voice in one queue. The functions are similar; the delivery model and flexibility are not. BroadNet supplies the voice connectivity and messaging channels a CCaaS runs on. See /products/voice.
