# AI chatbots and the hybrid future of customer conversations

> RCS, WhatsApp, SMS — and the AI orchestration layer that decides which channel a customer ends up on. The architecture conversation has moved from 'which channel?' to 'which combination, in what order?'

Most enterprise messaging architectures still treat SMS, WhatsApp, RCS, and voice as four separate funnels. The customers don't. They expect one conversation — and don't care which channel their device woke up on. The interesting design problem in 2026 isn't 'pick a channel' — it's 'orchestrate a hybrid'.

## What 'hybrid' actually means

A hybrid conversation routes the right message through the right channel at the right moment. An OTP goes out over SMS because it's universal and arrives in three seconds. The follow-up onboarding nudge goes out as a WhatsApp template because the recipient is more likely to actually read it. A rich-card upsell sits behind RCS where the device supports it, and silently falls back to a WhatsApp Business message everywhere else.

## Where AI lives in the loop

- Decide channel order per recipient (handset, locale, opt-in scope, last successful channel).
- Detect intent on inbound replies and route to the right human or autonomous agent.
- Adjust send-time per recipient based on the historical reply window — without rebuilding the campaign.
- Classify content category (transactional / service / promotional) so the regulatory + cost basis is correct.

## What BroadNet ships today

The same engine that runs fraud scoring on the operator side now powers customer-side orchestration: transcript classification, sentiment, and intent in 16 languages — feeding the cascade logic in real time. Inside the conversation, our AMD model (the same one in DialerBee) decides whether to stay on voice or fall back to SMS-OTP.
